Support scales with orders, so it is a variable cost
Treating support as fixed overhead hides the fact that it grows with volume. Expressed per order it sits alongside shipping and payment fees as a genuine variable cost, and it belongs in the contribution margin calculation.
Once it is in there, the effect on thin-margin products is immediate. A line generating twice the normal ticket rate can be unprofitable at a margin that looks perfectly healthy before support is counted.
Fewer contacts beats cheaper contacts
There are two ways to reduce cost per order: handle each ticket more cheaply, or receive fewer tickets. The second is worth far more, because it also removes the customer frustration that generated the contact.
The ticket rate reported here is the leading indicator. A rate climbing while orders are flat means something upstream broke — a delivery delay, a confusing product page, a payment failure — and the cost figure will follow next month.
Where is my order, how do I return it, and which size
Contact reasons cluster heavily. Order status dominates almost everywhere, followed by returns and exchanges, then pre-purchase questions about fit, compatibility or specification.
Each has a structural fix: proactive shipping notifications remove most status contacts, a self-service returns portal removes most returns contacts, and better product information removes most pre-purchase ones. All three are cheaper than answering the questions forever.
Tools, training and the time other people spend
Support cost is more than agent salaries. Helpdesk software, phone systems, training, and the hours that warehouse or product staff spend resolving escalations all belong in the figure.
Leaving them out makes support look cheaper than it is, which is how businesses end up scaling a manual process they should have fixed at the source.
